About Client:
A major international airline serving millions of passengers through a complex global route network. The airline is committed to delivering seamless, personalized customer experiences across every stage of the travel journey from booking and check-in to loyalty programs and post-travel engagement.
As customer expectations continued to evolve, the organization invested heavily in data-driven initiatives to strengthen customer relationships, improve engagement, and drive long-term loyalty.
Background:
In today’s highly competitive aviation industry, customer loyalty is increasingly driven by personalized experiences rather than price alone. While the airline possessed vast amounts of customer data across booking systems, loyalty programs, mobile applications, and marketing platforms, this information remained fragmented across multiple systems.
Without a unified customer view, marketing teams relied on basic segmentation and generic communications that failed to reflect individual customer preferences, travel behavior, or engagement history.
The organization recognized the need for a modern customer data platform capable of connecting customer information, enabling real-time segmentation, and delivering personalized experiences at scale across every customer touchpoint.
Challenge:
Siloed Customer Data: Customer information was distributed across operational, loyalty, marketing, and digital platforms, preventing the creation of a complete customer view.
Inconsistent Customer Identifiers: Duplicate customer profiles and inconsistent identifiers across systems made accurate customer tracking and identity resolution difficult.
Slow Customer Activation: Batch-based processing delayed customer engagement, limiting the organization’s ability to respond to real-time traveler behavior and interactions.
Basic Segmentation: Marketing segmentation relied primarily on static demographic information and historical purchase data, limiting campaign relevance.
Limited Personalization at Scale: Generic campaigns reduced engagement rates and created missed opportunities for cross-selling, upselling, and customer retention.
Limited ROI Visibility: Without segment-level analytics and performance insights, measuring the effectiveness of personalization initiatives was challenging.
These challenges affected not only operational efficiency but also customer satisfaction, marketing effectiveness, revenue growth, and long-term loyalty.
Solution:
To modernize customer engagement, Supply Medium implemented a cloud-native customer intelligence and personalization platform on AWS. The solution unified customer data, enabled AI-driven segmentation, and supported real-time activation across multiple digital channels.
Phase 1: Data Unification & Identity Resolution
Customer data from booking systems, loyalty platforms, digital applications, and operational systems was ingested through Amazon Kinesis, AWS Glue, and Amazon S3 using both real-time and batch processing.
Identity resolution was implemented using graph-based matching with Amazon Neptune, enabling customer records from multiple systems to be connected into unified customer profiles.
A centralized customer data lake established a trusted foundation for downstream analytics and personalization.
Phase 2: Segmentation & Profile Enrichment
Comprehensive 360-degree customer profiles were created using Amazon Redshift and Amazon Athena.
Profiles were enriched with machine learning models built using Amazon SageMaker, generating predictive insights such as churn risk, customer lifetime potential, and next-best offer recommendations.
Customer segments were stored in Amazon DynamoDB, providing low-latency access for real-time personalization and campaign execution.
Phase 3: Real-Time Personalization & Activation
AWS Lambda enabled real-time activation of personalized customer journeys based on live behavioral events.
Amazon Personalize delivered AI-powered product and offer recommendations tailored to each customer’s preferences and interactions.
Multi-channel communications were orchestrated through Amazon Pinpoint and Amazon SES, allowing personalized emails, notifications, and engagement campaigns to be delivered across multiple channels.
The platform also integrated seamlessly with the airline’s existing marketing technology ecosystem through secure APIs.
Analytics & Governance Layer (Cross-Cutting)
Amazon QuickSight provided interactive dashboards for monitoring campaign performance, customer segments, engagement metrics, and marketing effectiveness in real time.
AWS Lake Formation strengthened governance by providing secure, role-based access controls across the unified customer data environment while supporting enterprise data security requirements.
Phase 4: Ongoing Optimization
Continuous A/B testing and model retraining using Amazon SageMaker enabled ongoing optimization of customer experiences.
New behavioral signals including customer sentiment, satisfaction scores, and Net Promoter Score (NPS)—were incorporated to further improve segmentation accuracy.
The platform was also expanded beyond marketing to support customer service interactions and mobile application personalization.
Outcome:
Unified Customer View: The airline established real-time 360-degree customer profiles spanning booking systems, loyalty programs, digital channels, and other customer touchpoints.
AI-Powered Customer Segmentation: Intelligent customer segments including high-value travelers, churn-risk customers, dormant users, and next-best-offer audiences—were generated automatically using machine learning.
Real-Time Personalization: Personalized emails, mobile notifications, website experiences, and promotional offers were dynamically delivered based on real-time customer behavior and preferences.
Improved Campaign Performance: More targeted campaigns increased engagement, improved email open and click-through rates, optimized marketing spend, and delivered stronger return on investment.
Higher Ancillary Revenue: Personalized cross-sell and upsell recommendations contributed to increased ancillary sales while improving customer relevance.
Enhanced Customer Service: Service representatives gained access to complete customer histories, enabling more informed, personalized, and empathetic interactions throughout the customer journey.
